<h4 style="text-align: center;">Does the web stimulate customer hypochondria?</h4>
<p><span id="more-4839"></span></p>
<p>If you ask a doctor what they fear most, commonly they will say a patient who has browsed their condition intensively (and often endlessly) and come up with a false self-diagnosis.</p>
<p>From two of my recent research projects looking at the influence of the web on relationships between companies and customers, a similar phenomenon seems to be present. Customers now feel more empowered to research what they need before approaching a company, ‘self-diagnosing’ and sometimes coming to the wrong conclusion.</p>
<p>If you are a supplier facing the dilemma of increasing customer self-advice or self-diagnosis, try following these ten rules:</p>
<ol>
<li><strong>Keep Calm:</strong> Don&#8217;t react with anger or frustration, but find out what your customers are doing. Ask them how they have reached their conclusions.</li>
<p></p>
<li><strong>Gently prod:</strong> If you think they have gone the wrong way about it, tell them, and tell them why, but allow them to come back with a counter-argument.</li>
<p></p>
<li><strong>Advise:</strong> Make sure that where the customer goes, you go too. Make your advice prominent.</li>
<p></p>
<li><strong>Tackle Objections:</strong> Ensure that the advice you give also handles the objections that might be posed by other advice givers.</li>
<p></p>
<li><strong>Equip the Customer:</strong> Give customers the tools to reach the right diagnosis or conclusion, tools that take into account the great variety of customer situations and needs. Where possible, help them simulate how life will be after they have made their choice.</li>
<p></p>
<li><strong>‘Bad’ Customers:</strong> Take account of the possibility that the customers most likely to exploit the ability of the web to put them in the position to &#8220;beat you up&#8221; may be &#8220;bad customers&#8221;, ones you want to get rid of (if you can).</li>
<p></p>
<li><strong>Planning:</strong> Build this &#8220;bad customer&#8221; possibility into your diagnostic approach and your and processes for advising, selling and servicing.</li>
<p></p>
<li><strong>Good Customers:</strong> If possible, help your customers get advice from &#8220;good customers&#8221;, which in this situation means ones who give good advice. Monitor the dialogue where you can.</li>
<p></p>
<li><strong>Learn:</strong> Learn from your successes and failures.</li>
<p></p>
<li><strong>Train to Gain:</strong> Train your staff in how to handle customers who use the web in this way &#8211; and make it fun, because some of the things customers &#8211; and companies &#8211; do in this situation are quire funny (even if they are also sad).</li>

<h4 align="center"><strong>Part 1: How to Identify ‘Good Customers’</strong></h4>
<p></p>
<p>In the private sector, good individuals are broadly defined as a mixture of the characteristics below. These aren’t all necessarily business traits either, personal traits can also be indicative of how reliable and profitable a company might be.</p>
<p style="padding-left: 30px"><strong>1. Good net value</strong></p>
<p><em>They yield value to the supplier which is more than it costs the supplier to service them, taking into account all costs. </em></p>
<p>Consider the bank customer who keeps a reasonable current account balance, never going into overdraft without permission, and rarely going to the branch, preferring instead to use cash machines.</p>
<p>This customer is of higher net value than a customer with the same average balance who constantly moves into a small overdraft and uses branch services. Even though this customer would pay higher bank charges, these are unlikely to compensate for the extra administrative costs triggered by staff constantly checking to see whether the overdraft will be paid off. Although the bank might try to optimise charges to the latter to make the account profitable, it will not always succeed.</p>
<p style="padding-left: 30px"><strong>2. Moral (i.e. unfraudulent)</strong></p>
<p><em>They stay on the right side of the law in all their dealings with the company.</em></p>
<p>This might seem common sense, but there are grey areas where you need to exercise your discretion. For instance, some companies do quite well out of meeting the needs of customers who in other respects are immoral, but stick to the law while interacting with the company e.g. casinos or betting shops used for money laundering.</p>

<p><em>They live their lives within the resources available to them. </em></p>
<p>This is always a good indicator of how a customer will be to work with, however some companies make a very good living out of imprudent customers, even if it does necessitate charging usurious interest rates!</p>
<p style="padding-left: 30px"><strong> 4. Punctual</strong></p>
<p><em>They are (nearly) always on time.</em></p>
<p>This includes, for example, paying off bills on time and arriving at transport locations on time.</p>

<p><em>They respond to marketing communications that are relevant to them, but don’t respond to ones that are not.</em></p>
<p>When receiving relevant communication, a good customer is likely to lead these customers to evaluate seriously the possibility of buying the product or service. Responding to communications that aren’t relevant is known as the <em>“schoolboy brochure” phenomenon</em> at the Motor Show, but is experienced by many companies with strong brands; however the World-wide Web has proved to be a very cost-effective way of handling these.</p>
<p>One of the major problems faced by companies is to manage communications cost-effectively (whether or not they are solicited in the first place) when they have a low probability of leading to retention or development of revenue. Of course, if the communication is solicited, this does not necessarily imply poor targeting, as the customer may respond in other ways than anticipated by the company.</p>
<p style="padding-left: 30px"> 6. <strong>Responsive to other initiatives</strong></p>
<p><em>They are willing to try new products. </em></p>

<p style="text-align: left;padding-left: 30px"><strong>7.    </strong><strong>Accurate and Honest</strong></p>
<p><em>They are happy to give relevant and truthful information to the organisation and to update information previously given.</em></p>
<p>This means you can determine appropriate ‘treatment’ for the individual, while avoiding wasting resources offering inappropriate treatment. This also applies to complaints (see below).<br />
</p>
<p style="padding-left: 30px"><strong>8. “Justified” Complaints</strong></p>
<p><em>They only complain when they truly have a grievance.</em></p>
<p>Not all complaints are unwelcome, and companies who complain shouldn’t be written off as a bad job. Constructive complaints can help you improve your company’s service, and actually in the long term reduce the number and likelihood of future complaints.<br />
</p>
<p style="padding-left: 30px"><strong> 9. Brand Ambassador</strong></p>
<p><em>They are prepared to recommend a product or service to other individuals if it is good.</em></p>
<p>It really goes without saying that having a customer who sings your praises to others is invaluable, whether that be online or in person. If you have come across examples of your customer writing testimonials complimenting other companies, this will of course be promising sign for you.<em> </em></p>

<p><em>Their actions are unsurprising, timely and fit to type.</em></p>
<p>It might be less exciting this way, but it makes for a far less time consuming relationship between you and that customer because you don’t need to chase around trying to find what they need all of the time.</p>

<p><em>“I’ve been here for 6 ½ years now, it’s gone by so quickly, and so much has changed for me since then. I started as a temp in the bureau and after a while I was encouraged to move into an Account Executive position and now I am an Account Manager, so there have been plenty of opportunities to progress here! I remember a time when I was terrified at the idea of meeting a client or hosting a global call, but with all of the support it all worked out really well.&#8221;</em></p>

<p><strong>Q. How does it feel to be leaving?</strong></p>
<p><em>“It’s been a great experience, it going to be so weird leaving. Sitting at the leaving lunch with people saying goodbye to me just felt odd! I wouldn’t be where I am now in my career without Marketpoint pushing me to reach my full potential, so thank you to everyone for that. Especially Hills and Pete!”</em></p>

<p><strong>Q. What’s your funniest and fondest memory working at Marketpoint?</strong></p>
<p><em>&#8220;Some I don&#8217;t think I can mention if this is going on the Marketpoint website! But, a fond memory would have to be the sleeper train to Aberdeen with Dave Beazer to the Offshore Europe tradeshow. I haven&#8217;t laughed so much in a very long time, and even after a large amount of wine the night before to get through the journey, still managed to bring in plenty of great tradeshow leads!! <img src='http://www.mktpoint.com/wp-includes/images/smilies/icon_smile.gif' alt=':)' class='wp-smiley' /> </em></p>
<p><em>Another fond memory would be getting involved in decorating Hilary&#8217;s desk and Pete&#8217;s car before their wedding. Great fun and a fond memory with the team, amongst many Christmas party memories!&#8221;</em></p>

<p><em>&#8220;I&#8217;m going to miss the people I&#8217;ve worked with both here at Marketpoint and outside of Marketpoint, but also working with Pete. I&#8217;ve found his relaxed nature and energy to Marketpoint very motivating and have learnt a lot from him.&#8221;</em></p>

<p>The popular British call centre website Call Centre Helper is looking for <strong>the Best Poem, Best Limerick and Best Twitter Poem</strong> for which the winners will receive a <strong>bottle of champagne</strong>! <h4><em><a href="http://www.newvoicemedia.com/blog/facing-up-to-the-nightmare-of-staff-fraud-in-a-call-centre/" target="_blank">Facing up to the nightmare of fraud in a call centre</a> (Dec 13<sup>th</sup> 2011)</em></h4>
<p></p>
<p>Moving on to a much more serious note now with Richard Pickering of <a title="NewVoiceMedia Twitter Account" href="https://twitter.com/#!/NewVoiceMedia" target="_blank">NewVoiceMedia</a>, who’s looking into the implications of fraud in a call center and how you can avoid falling victim to it.</p>
<p style="padding-left: 30px;"><em>“I</em><em>magine the case where customers lose confidence in a large “on line” retailer because of a single fraudulent action which is picked up by the tabloid newspapers.  Millions of pounds worth of revenues can be lost overnight, due to a theft where the value of the fraud might be less than £1,000.  <strong>The real cost of this fraud is the short term and long term damage to a company’s reputation…</strong>”</em></p>
<p>The danger is that to prevent this fraud occurring, management will impose draconian measures on staff (like banning having pen and paper at the desk) and in the process alienate them.</p>
<p>So how should you avoid this then? Richard suggests that the best solution is to <strong>purchase a machine to take customer details secretly over the phone</strong> (meaning customers type their details into the phone system, and then call handlers won’t the details, removing the possibility of card fraud). Just make sure to buy from an Audited Tier 1 PCI DSS Compliant vendor (that’s a mouthful!) and you can ensure a much better atmosphere amongst your agents.</p>

<p>In case you haven’t encountered this before, I should explain that in America they have a mega shopping weekend in the US running from <em>‘Black Friday’</em> through to <em>‘Cyber Monday’</em>. <a href="https://twitter.com/#!/cdairo" target="_blank">Christina D’Airo</a> points out that there were some horrible examples of customer service during this period, citing a <a href="http://blog.stellaservice.com/2011/11/30/holidays-bring-joyful-and-frustrating-customer-service-for-online-shoppers-part-1-phone-support/" target="_blank">STELLAService survey</a> which found that<strong> 25% of retailers made their customers wait for more than 5 minutes on the phone</strong> and only 67% of emails were replied to within 24 hours of being sent. However, more positively, 56% of the top 25 retailers offered a live chat service to address customer queries. In light of these stats, ICMI has these steps to ensure success in the future, and the key is contingency planning:</p>
<p style="padding-left: 30px;"><em>“<strong>If an event is an unscheduled event, that doesn&#8217;t mean we can&#8217;t plan</strong> &#8211; it just means that we plan differently. …Working in emergency services we were always hit with heavy call volumes during terrible weather. We couldn’t plan that the blizzard was going to hit Chicago on January 17th, but we could plan for a blizzards in general, so that when the weather forecast indicated that one was on its way, we could initiate a &#8220;flurry&#8221; of activity to prepare ourselves to respond…”  </em></p>

<strong>Moving away from helpful hints and tips now towards a rather bizarre news story from a Scottish newspaper…</strong></p>

<p>In Scotland, it seems that a man is recruiting for a psychic call centre to provide psychic readings to customers. This piece in the <a href="https://twitter.com/#!/scotsmandotcom" target="_blank">Scotsman on Sunday</a> says William O’Connor is putting interviewees through rigorous tests to prove their psychic abilities before being offered the job, and so far <strong>150 people have failed to meet his exacting standards</strong>! A snippet from the piece:</p>
<p style="padding-left: 30px;"><em>“O’Connor, who has so far filled ten posts at his phone line company, called Psychic Psychic, and is looking for a further five, said he felt there are a number of people within the psychic industry who exploited people for money.”</em></p>

<h4><em><a href="http://callcentercafe.com/developing-a-new-leader/" target="_blank">Developing a New Leader</a> (Dec 18<sup>th</sup> 2011)</em></h4>

<p>This piece posted on the <a href="https://twitter.com/#!/CallCenterCafe" target="_blank">Call Center Café</a> and written by <a href="https://twitter.com/#!/PlanLeadExcel" target="_blank">Bob Mason</a> piece makes a great point &#8211; don’t promote someone to a leadership role and just expect them to be able to handle the role perfectly without any training. Bob also argues that when you do offer them training, don’t just assume a short course will give them everything they need to fill the role either, there needs to be a day process on the job to enable the individual reach the best of their ability. An extract:</p>
<p style="padding-left: 30px;"><em>“Start by delegating small tasks. <strong>I don’t recommend the sink-or-swim technique</strong> at this point. It’s usually not smart to start with a major project upon which hinges the future of the company…Yes, this means you may have to cover for some things while your new leader learns the ropes; it’s just like training any new employee. Give good directions, make your expectations clear, and ensure they understand the desired outcome and any do’s and don’ts along the way.”</em></p>

<p><strong><em>MD&#8217;s Musings from our Managing Director Peter Gillett is back! This week he&#8217;s exploring the dilemma when service just doesn&#8217;t live up to the product&#8230;</em></strong><span id="more-4391"></span></p>
<h3 style="text-align: center">Brand Loyalty Stretched to the Limit!</h3>
<p><strong>Well, let&#8217;s start in a positive way. Even though Apple gets all the glory these days for producing user interfaces that are nice to use and intuitive and all that good stuff, I reckon the first to break the mould was actually TomTom.</strong></p>
<p>My first Sat Nav was the <strong>Hertz <em>&#8216;Never Lost&#8217;</em></strong> system which was intriguing but I soon realised it was described thus because you never left your starting point! The thing was just so long winded to program, it took ages to leave the car park.</p>
<p>Then the <strong>TomTom</strong>: solid, good looking hardware and screens that were a delight to use. Indeed, it made this invention one of the major day to day life improvements for us travelling types. No longer do you need to pour over maps the night before a trip like some military sortie, or gamble with your direction choices when stuck in terrible traffic en route for a client meeting.</p>
<p>In fact my original TomTom has been regularly updated with maps for the whole of Europe and the USA and also gets treated to the occasional new case or some such accessory when prompted by good looking eMailers from the company.</p>

<h5>And then &#8216;The Snag&#8217;&#8230;</h5>

<p>Travelling in traffic that resembled the Milan Grand Prix last week, things was going ok until the Sat Nav&#8217;s power connection started to become intermittent, and, being one of the earlier devices, its battery life had become virtually non existent.</p>
<p>So, time for an upgrade! After clicking through one of TomTom&#8217;s Christmas eMailers, scurrying about on the website to see if there are any good trade-in offers, I then sent an eMail in to Customer Service:</p>
<p style="text-indent:50px"><em>&#8216;Can I upgrade my device for a new one?</p>
<p>
<p style="text-indent:50px"> How long will it take as I&#8217;m off to the States in couple of weeks?&#8217;</em></p>
<p>Within a day a response comes back:</p>
<p style="text-indent:50px"><em>&#8216;Sorry no trade-ins possible, but we&#8217;ll give you a 20% Discount.&#8217;</em></p>
<p style="text-indent:50px"><em>&#8216;OK fine, but how can I move my maps across?&#8217;</em></p>
<p>And here&#8217;s the kicker:</p>
<p style="text-indent:50px"><em>&#8216;Sorry, you can&#8217;t &#8211; the maps are licensed to the individual devices, and they&#8217;re not portable&#8230;&#8217;</em></p>
<p><strong>Bet you didn&#8217;t know that!</strong></p>
<p>By this time, 10 long days of eMail correspondence had taken place, leaving no time to do anything before my upcoming US trip.</p>
<p>So, good &#8216;Old Faithful&#8217; is back in action again, this time looking a bit sorry for itself with a mix of elastic band and insulating tape to hold the power cable at just the right angle to ensure a connection.</p>
<p><strong>And as for the brand, I have been converted pretty quickly from Total Brand Advocate to Love the Product / Hate the Slow Arrogant Service &#8211; shame.</strong><br />

<p>This is a great collection of articles from the <a title="The Meetings Magazines" href="http://acf.themeetingmagazines.com/acf/" target="_blank">Association Conventions &amp; Facilities magazine</a>, a publication aimed at meeting planners pointed out on <a href="http://www.letstalktradeshows.com/4167/social-medias-impact-on-trade-shows/" target="_blank">Joyce McKee’s</a> website <em><a title="Let's Talk Trade Shows - Joyce McKee" href="http://www.letstalktradeshows.com" target="_blank">Let&#8217;sTalkTradeShows.com</a></em>.</p>
<p>The article on p18 entitled <em>‘Integrated Event Marketing: Leveraging Technology to Connect and Engage Attendees’</em> (John Buchanan), looks at the struggle of events planners to properly embrace new technologies, including social media. Joyce, quoted on p20 says:</p>
<p><em>“I shudder when I see this,” she says, “but as soon as they decide to do it, planners just go off and hire somebody to do their Facebook page and their tweeting, rather than being actively involved. They delegate it. But what they need to do is immerse themselves in the technology and these tools so they have a better idea of what they can do and can’t do in that world.”</em></p>

There are some real practical tips and lists to help show workers have a more productive show. For non-US readers, you might need to Google the Penn State scandal to understand Bob’s references to it in the piece.</p>
<p><em>“Individually follow up with each key contact (if you did your job well at the show, there won’t be an overwhelming number of them) with exactly and precisely the information they need/want. Don’t bother with en masse follow up. Personalize it. Individualize it. This will build trust, memorability, and move the prospect forward along the path toward purchase.</em><br />

<p><em><strong>“Develop keen vision.</strong> </em> Eagles and hawks hunt from high above the earth and can spot a small bird or fish from many feet away.</p>
<p><strong><em>Exhibitor Lesson:</em></strong> Learn to read the signals of a prospect from several feet away in the aisle, but don’t attack them like an eagle!&#8221;<br />

<p>TradeShow Teacher <a href="https://twitter.com/#!/tsteacher" target="_blank">Linda Musgrove</a> argues that tradeshow exhibitors need to keep up with tradeshow trends if they want to get a big splash in the tradeshow media. Linda also discussed some of the latest trends including phone and device recharging stations, using iPads and other tablets on the tradeshow floor and integrating QR Codes into your display. A quote from Linda:</p>
<p><em>“In order to receive PR/media coverage and achieve overall trade show success, exhibitors need to, above all else, stand out—especially in a strained economy when the pressure to outshine the competition is at an all-time high.
